Quality Matrix: make support quality reviews easier to explain

Support teams need more than a score. They need to know which part of a response was weak, what evidence supports that judgment and what an agent can improve. Quality Matrix is designed as an AI assisted quality management tool for Zoho Desk, using defined parameters to support review and coaching.

Overview

The purpose is to make a quality conversation more consistent and evidence based. It should help reviewers examine work, not turn an automated assessment into an unquestionable verdict on a person.

01

Define what good support looks like

01

Quality Matrix uses a weighted ticket quality matrix covering aspects such as drafting, product knowledge and communication. Before evaluation, agree what each criterion means in your own support process. A technically accurate answer can still be incomplete, and a friendly response can still make an unauthorised commitment.

02

Use examples that reviewers have discussed and approved. Include cases with missing knowledge, difficult customer behaviour and a legitimate escalation. A scoring model should not penalise the agent simply because the correct action was to involve another team.

02

Connect a score to evidence

01

Review the ticket content behind an assessment and identify why a criterion was met or missed. Keep the difference between an observed fact and an AI interpretation visible. A numerical total should not hide disagreement about the underlying evidence.

02

Call quality analysis and coaching insights are also available for evaluation. Confirm the current supported input and workflow before including those functions in a rollout. Ticket assessment and call assessment need different examples and review criteria.

03
01

Look for repeated gaps that training, better knowledge or process changes could address. A pattern across tickets may reveal an unclear policy rather than an individual performance problem. Review work distribution and case complexity before comparing people or teams.

02

Keep a human review and correction route. People should be able to challenge an inaccurate interpretation, and reviewers should record the reason for overriding it. Automated scores should not determine pay, discipline or other employment outcomes without the appropriate accountable process.

04

Pilot with a reviewed ticket sample

01

Start with an approved set of examples and compare the product's assessment with experienced reviewers. Examine agreement, meaningful disagreements and the effort needed to reach a useful conclusion. Do not promise a quality or CSAT improvement until the organisation has measured its own results.

FAQ

Frequently asked questions

001Does Quality Matrix replace a support quality reviewer?

It should support the reviewer with structured assessment and evidence, not remove accountable judgment. The organisation still needs to define quality, interpret context and correct errors. A generated score can be useful input, but it should not become an unchallengeable conclusion about a ticket, an agent or a customer's experience.

002Can we define our own quality criteria?

Bring your criteria and weighting requirements to the walkthrough and confirm the current product's configuration options. Test them against approved examples before rollout. A criterion must be clear enough that reviewers can explain it consistently. Configuration alone will not resolve a disagreement about what good support means in your organisation.

003Does a higher score guarantee better customer satisfaction?

No. A quality score and customer satisfaction measure different things and can be affected by case complexity, policy and factors outside the agent's control. Evaluate the relationship using your own evidence. Do not promise a CSAT uplift or use a generated score as a substitute for examining the actual customer outcome.

004Can the product review call recordings as well as tickets?

Call quality analysis is an evaluation option, but supported formats, inputs and current availability need confirmation. Evaluate calls separately from written tickets because the relevant evidence and criteria differ. Review disclosure, access and retention before using recordings, and use approved examples for the first demonstration rather than sharing sensitive conversations through the enquiry form.

005How should disagreements with an AI assessment be handled?

Provide a human review route that returns to the ticket or recording and the defined criterion. Record the reason for correcting an assessment and use repeated disagreements to improve the evaluation process. A system that cannot be challenged can create false certainty, especially when tone, context or an appropriate escalation is interpreted incorrectly.

006Can scores be used to rank employees automatically?

Do not use automated scores as the sole basis for consequential employment decisions. Review case mix, evidence quality and the organisation's approved people processes. The intended use here is support quality analysis and coaching with accountable human judgment. Any comparison of individuals needs appropriate context, transparency and a way to correct inaccurate information.

007What should a first pilot include?

Use an approved sample spanning routine tickets, difficult cases, escalations and known knowledge gaps. Compare outputs with experienced reviewers and investigate disagreements. Measure useful coaching insight and review effort, not just the number of scored tickets. The pilot should establish whether the assessment is understandable and appropriate for your support process.

008How is customer information handled?

Confirm the current deployment's access, processing services, storage, retention and export behaviour before using real tickets or recordings. Limit the first walkthrough to synthetic or approved redacted material. The complete data handling arrangement is deployment specific, so the responsible technical and governance owners should review it for your use case.
